Hiring a Call Center Agent: inbound, outbound, or a mix?
One key fork in the road comes before a single sentence of the ad gets written: does your team need someone for incoming calls, for active cold calling, or for both in rotation? That’s exactly where this role splits from a Customer Support Representative. Customer support works mostly in writing and asynchronously; tickets sit in a queue until someone answers. A Call Center Agent, by contrast, sits on the phone in real time, often plugged into an ACD system that distributes calls automatically, and is measured on average handling time rather than a response time counted in hours. Where there’s an outbound component, a third skill comes into play that doesn’t exist in pure support at all: opening a conversation the person on the other end didn’t ask for, and expecting a “not interested” within the first ten seconds. If your open role runs mostly through email or chat tickets with no fixed call volume, the other role is probably the right one, not this one.
Just as important: how many calls run through a shift, and how much of that falls in the evening, on weekends, or at other off-hours? Call centers rarely run on a standard office rhythm; a shift plan with evening and weekend blocks is more the rule than the exception, especially at outsourced call centers serving multiple clients. The Working Hours Act (Arbeitszeitgesetz) doesn’t cap this arbitrarily: at least eleven hours of rest must fall between two shifts, and anyone working into the night is entitled to a premium or equivalent time off. Settle the shift model and the AHT target range before the ad goes live — otherwise the gap only shows up after the offer is accepted, once the first no-shows start.
One thing that honestly belongs in staffing planning, not just in the single hire: this industry ranks among the highest-turnover in German customer service. The call center association CCV itself points to a study by Centric Consulting showing that 83% of staff leave the job within three years, 30% within the first three months (CCV, 2022). Plan for a fixed team of ten agents, and over a year you need the application pipeline for fifteen to twenty hires, not two or three. At outsourced call centers with fluctuating volume, for example campaign or seasonal work, staffing through an agency is standard practice, not the exception, because it absorbs volume peaks without permanently filling every seat. The downside: weaker attachment to your company and onboarding effort every time the assigned worker changes.
